Rebuild so an enquiry reaches somebody who can answer it

The phone gets answered because it rings. A form arrives in an inbox nobody has been made responsible for.

Workshops are a telephone trade, and their websites are usually built as though that will never change. A contact form exists, it goes somewhere, and nobody has ever agreed who deals with it.

A rebuild is the sensible moment to settle that, because the answer is partly structural and partly a decision about how the business runs.

Where it usually goes wrong

Four failures, in roughly the order they are discovered.

  • It arrives nowhere in particular

A shared address that three people half-watch, which is the same as nobody watching it.

  • It arrives with nothing in it

A name, a number and 'enquiry about my car', which costs a telephone call to get anywhere with.

  • It is answered two days later

By which time the sender has rung somebody else, which they will never mention.

  • It stops arriving and nobody notices

A broken form is invisible from the outside, and can run for months.

What the rebuild changes

Most of it is arrangement rather than design.

  1. Send different kinds of enquiry to different places, so an urgent one is not queued behind a parts question.

  2. Ask for the two or three things that make a useful reply possible without a call.

  3. Tell the sender what happens next, in your real timescale rather than a comfortable one.

  4. Make a failed submission visible to somebody, rather than to nobody at all.

  5. Put a name against it, because an enquiry with an owner gets answered.

What a rebuild cannot fix

If nobody in the workshop has time to read enquiries, no amount of routing changes that. The honest answer is sometimes to remove the form and ask people to ring, which at least sets a true expectation.

The other limit is volume. A rebuild makes each enquiry easier to answer; it does not by itself produce more of them, and any proposal claiming otherwise is worth reading twice.
